After 25+ years in ITSM, mostly in leadership roles, I've seen several organizations implement tools and call it a day. They've got the platform, they've checked the boxes, but they're still drowning in tickets and burning through budgets due to constant firefighting. Real ITSM isn't about responding to incidents faster. It's about stopping them from happening in the first place. When you actually embed proper problem management, change enablement, and proactive service practices into your culture, the savings are substantial. I'm talking about freeing up resources, eliminating waste, and finally having the bandwidth to innovate instead of just keeping the lights on. The ITSM world is moving fast right now, and it's exciting! Agentic AI and GenAI are changing the game—tools like ServiceNow and Atlassian are rolling out AI that doesn't just assist, it actually plans and executes tasks autonomously. And here's what really matters: ITSM is finally getting the boardroom attention it deserves. Smart organizations are starting to see service management as a value driver, not just an IT cost they have to stomach. This is the shift I've been waiting to see for years. What keeps me passionate about this work after all this time? It's driving positive change and watching organizations transform. I've lived through every evolution of ITSM—from basic help desk work to what we're capable of today—and I'm still energized by the challenge of helping teams break free from reactive patterns.
